AI chatbots are rapidly replacing the first line of customer service at banks, shopping platforms and delivery apps. Yet user satisfaction ranked at rock-bottom, with a net promoter score (NPS) of -70.9. Users turn to AI chatbots because they are fast, but 73.5% ultimately seek a human agent to resolve their problems.
Pickply, a data trends platform, surveyed 1,000 people in September 2026 who had used AI chatbot customer service. Dissatisfaction with chatbots — ratings of 1 or 2 — stood at 37.5%, exceeding the 29.8% who expressed satisfaction with ratings of 4 or 5. Among those asked whether they would recommend the service, 77.7% said they would not, pulling the NPS down to -70.9.
The reasons for satisfaction are telling. Speed and convenience — combining “24-hour, instant responses” (48.5%) and “no waiting” (24.5%) — accounted for 73.0% of the top reasons users were satisfied. By contrast, just 2.8% said the chatbot had “resolved the issue accurately.” In other words, users rely on chatbots not because they are smart, but because they are fast.
Fast AI responses did not translate into actual problem-solving. Only 23.9% said a chatbot had often resolved their issue from start to finish without connecting them to a human agent. Meanwhile, 73.5% said they had often been transferred to a human agent in the end.
The preference survey showed an even wider divide: 76.1% said they generally preferred human customer service agents, compared with 13.9% who preferred AI chatbots. Yet AI chatbots accounted for 27.5% of users’ actual inquiries recently, confirming a structural limitation that pushes people to use the chatbot in front of them even when they would rather speak with a person.
Users identified “communication failures” and “unresolved issues” as their biggest sources of frustration. In 357 open-ended responses, financial services — including banks, insurers and credit card companies — were mentioned most often as the most frustrating brands. AI was sufficient for simple questions about deliveries and fees, but its limitations became pronounced when handling complex inquiries whose answers varied according to each customer’s circumstances.
Users were clear about what they wanted improved. A total of 75.4% wanted either a “complete resolution without a human handoff” (41.2%) or a “smooth connection to a human when needed” (34.2%).
Kim Dong-ho, CEO of Pickply, advised that “chatbot performance metrics should shift from the ‘resolution rate’ to the ‘share of cases completed without a human handoff’ and the ‘smoothness of handoffs.’” He added, “In finance especially, it is better for building trust to transfer complex inquiries candidly to an accurate human service agent than to force AI to handle them.”
